Capacity management and organizational performance.

This chapter addresses a number of operational issues that are significant in the management of service quality in leisure and tourism, linking them with other aspects discussed in other chapters and especially with the principles of service design and delivery. The chapter also examines the nature of leisure and tourism services and products and highlights the problems or challenges of variable demand and yield management, and their implications for the delivery of service quality. The following are discussed: the relationship between capacity management, service standards, service quality and organizational performance; controlling supply and manipulating demand; the process and psychology of queuing and the means for reducing customer dissatisfaction with waiting; the principles of yield management and their implications for the management of capacity; the need for service specifications, customer charters and service guarantees; and the importance of performance indicators to the success of quality management systems.
